The results challenge several assumptions that SaaS teams treat as gospel. Finding 1: Ease of Use Dominates Everything Else
Across all 10,247 reviews, usability-related language appeared in 62% of positive reviews and 44% of negative reviews. Terms like "intuitive," "easy to use," "clean interface," "simple," and "user-friendly" were mentioned 3.4 times more frequently than any individual product feature.
This is not a subtle signal. It is the loudest pattern in the entire dataset.
When users praised a product, they were more likely to mention how the product felt to use than what it could do. Finding 2: Customer Support Is the Top Driver of Negative Reviews
This one surprised us. We expected product bugs, missing features, or performance issues to dominate negative reviews. They did not.
Customer support quality was mentioned in 53% of all negative reviews, making it the single most common theme in complaints. Only 14% of positive reviews mentioned pricing, but 38% of negative reviews did. That gap alone is instructive — price is something users complain about far more than they praise. But the content of those complaints reveals something more nuanced than "it costs too much."
We categorized pricing-related complaints into three buckets:
- Absolute price ("too expensive," "overpriced"): 23% of pricing complaints
- Value mismatch ("not worth the price," "paying for features I do not use," "cheaper alternatives do the same thing"): 54% of pricing complaints
- Pricing model friction ("hidden fees," "forced to upgrade," "per-seat pricing punishes growth"): 23% of pricing complaints
More than half of all pricing complaints were about perceived value relative to what was delivered, not about the dollar amount itself. Users who felt they were getting strong value rarely mentioned price at all, even when the product was objectively expensive. Users who felt underserved by the product channeled that dissatisfaction through the lens of what they were paying.
This has direct competitive implications. If a competitor's reviews show pricing complaints, dig into the language. If users are saying "not worth it," the competitor has a value delivery problem, not a pricing problem. Undercutting them on price alone will not win those users. Demonstrating better value delivery will.
Finding 4: Integration Quality Beats Integration Quantity
Integrations appeared in 12% of positive reviews and 19% of negative reviews. But the distribution was not what you might expect.
Products that advertised large integration counts (100+, 200+, "connects with everything") did not receive meaningfully more positive integration mentions than products with smaller but deeper integration ecosystems. In fact, the highest-rated integration mentions consistently used language about depth: "the Salesforce integration actually syncs everything we need," "Slack notifications work exactly as expected," "the API lets us build exactly what we want."
Negative integration mentions overwhelmingly described shallow or broken integrations: "it says it integrates with HubSpot but it only syncs contacts, not deals," "the Zapier integration breaks constantly," "had to build workarounds for what should have been a native connection."
The pattern is clear. Users do not count integrations. They evaluate whether the integrations they actually use work well. Five deep integrations that work reliably generate more positive sentiment than fifty shallow connections that require workarounds.

Finding 5: Onboarding Is the Strongest Predictor of Positive Reviews
Here is the finding with the clearest causal relationship. Reviews that mentioned a positive onboarding experience had an average rating of 4.6 out of 5. Reviews that mentioned a negative onboarding experience averaged 2.1, regardless of how the reviewer felt about the product's features afterward.
Onboarding language appeared in 11% of positive reviews and 16% of negative reviews. The percentages are modest, but the correlation with overall rating was the strongest of any theme we tracked.
This makes intuitive sense. The onboarding experience is the user's first substantive interaction with the product. It sets the emotional baseline. A user who struggles through onboarding approaches every subsequent interaction with skepticism. A user who has a smooth onboarding carries that positive momentum through bumps they encounter later.
The competitive insight is this: if you are comparing two products and one has consistently strong onboarding mentions in reviews while the other does not, the first product has a structural advantage in user satisfaction that will be difficult for the second to overcome without deliberately investing in their onboarding flow.
This pattern also explains why some products maintain high ratings despite having fewer features than competitors. If the features they do have are easy to adopt and use from day one, the review data will reflect that.
Finding 6: Review Data Is a Natural Feature Prioritization Filter
One of the more subtle patterns in the dataset: users almost never mention features they do not use. This sounds obvious, but the implication is powerful.
When you read a competitor's reviews on G2 or Capterra, the features that get mentioned are the features that matter to actual users. Features that exist in the product but do not get mentioned in reviews are either undiscovered, unused, or unremarkable.
Across the dataset, the average SaaS product had 40-60 listed features on its review platform profile. The average review mentioned 1.8 specific features by name. The features that appeared repeatedly across many reviews represented a small core — typically 5-8 features — that users actually relied on daily.
This is the most efficient feature prioritization data you can get without running your own user research. If you want to know which of a competitor's features are actually driving user value, read their reviews. The features that appear in review signals are the ones that matter. The features that never appear may exist on a comparison checklist but they are not part of the user's actual workflow.

Finding 7: SMB and Enterprise Users Review the Same Product Differently
This finding has significant implications for any team that serves multiple segments. When we filtered reviews by company size (where that data was available on G2), sentiment patterns diverged sharply for the same products.
SMB reviewers (under 50 employees) prioritized:
- Ease of setup and self-serve onboarding
- Value for money at lower price points
- Responsive customer support via chat
- Simple, focused functionality ("does one thing well")
Enterprise reviewers (500+ employees) prioritized:
- Admin controls, permissions, and audit trails
- Integration depth with existing enterprise stack
- Dedicated account management and SLA-backed support
- Customization and configuration options
The same product could receive a 4.5 from SMB users praising its simplicity and a 3.2 from enterprise users criticizing its lack of admin controls. Neither rating is wrong. They are measuring different things because the reviewer's context is different.
This has two implications for competitive strategy. First, when you compare your review data against a competitor's, segment the comparison. A competitor's overall 4.3 rating might mask a 4.7 in your target segment and a 3.8 in a segment they are not optimized for. Evaluate integrations by depth, not breadth. When a competitor claims hundreds of integrations, check the reviews. Users will tell you which ones actually work.
Segment before comparing. A competitor's aggregate rating is a blended number that may not reflect your specific competitive situation. Filter by segment whenever platform data allows it.
